I really don't know how I can say it any other way than that. It's created a lot less stress in my life. You can stay muc more focused because you don't have the outside things going on around you that you're trying to ignore. Of course, it sure cuts down on the travel time for me because it would take me 35-40 minutes to get to work everyday, so I like that, and that cuts down on stress too." National Call Center So exactly what is a Virtual Agent? According to Laurie Nien-aber, a Customer Service Senior Supervisor at Avon Products, National Call Center, Virtual Agent is simply "moving the work to the workers." With advanced technology, many of the barriers that required employees to work at the office have now been eliminated. Virtual Agents can work from a remote location, usually their homes. This program mirrors the responsibilities and requirements of an employee who works in the office. This differs from telecommuting because Virtual Agents work a specific schedule rather than setting hisher own hours. Virtual Agents do balance some time in the office with the majority of work hours spent in the home.

The Virtual Agent program is a voluntary program that is currently open to full-time Specialists. It is made up of self-directed Specialists who meet specific Avon criteria and work from home once they have completed on-site training and have become proficient. Virtual Agents are required to provide an economically correct desk, chair and lighting, as well as a safe, professional, and confidential environment free from personal interruptions. Avon's objectives for the Virtual Agent program were to establish a flexible and diverse workforce of Order Entry, Cus With the Virtual Agent Program firmly in place Avon expects to see continued improvement in productivity, attendance, retention, and recruiting. Of course the side benefit has been an increase in employee morale, which can best be summed up in the words of Ms.

Stancil, "I'm really enjoying it and I hope that Avon never quits this program." Avon's National Call Center opened at the Springdale facility in September 1997. In currently employs 650 employees, approximately 600 of who are Specialists. The Call Center is an inbound center that takes calls from the 550,000 Avon Representatives and District Sales Managers within the United States. The Specialists answer questions, solve problems and resolve issues that deal with the status of Representatives orders, the status of merchandise and the status of their accounts. The Call Center fields about 10 million calls annually.

The pilot program began last February with seven Call Center Specialists. There were immediate benefits for both the Specialists and Avon. For the Virtual Agents, besides the convenience of working from home, it allows for more flexible childelderdependent care arrangements. In addition, for Avon, the Virtual Agent program reduces recruiting and training costs and office space cost. Also, it has had a positive impact on turnover, absences, and productivity.Cur-rently, Avon has 80 Virtual Agents in their program.

Communication is a key factor to the success of this program. Through the Internet, Virtual Agents are now in daily contact with their Supervisors, Coordinators, and other Virtual Agents. They also have weekly meetings via the phone. Ms. Nienaber said, "Avon wants the Virtual Agents to know we're still behind them just as if they were in the office.

It's a plus; it's a relaxed atmosphere and it shows the company flexibility in working with the associate's schedule." The exciting part of the program for Avon now is that they will be recruiting directly to the Virtual Agent positions. Their goal is to have 180 Virtual Agents by the end of 2002. The Virtual Agents will be required to complete on-site training and become proficient, so they may spend several months at Avon before moving to their homes. However, in the past, the Virtual Agent positions were strictly filled through internal candidates. Now the program is open to outside candidates as well.
